For decades, the onsite engineer was viewed as the technical superhero of the Managed Services Provider (MSP). When a problem could not be solved remotely, when a server had failed, when a network had stopped communicating, or when a critical piece of infrastructure required expert attention, the onsite engineer was the person who was dispatched. Once powered on, experienced engineers working remotely can take control and perform the configuration while the onsite representative simply ensures everything is physically connected correctly.
This shift has fundamentally changed the value that an onsite engineer brings to a customer engagement.

As technical work has increasingly moved behind the scenes, the role of the onsite engineer has become far more customer-centric.
Rather than being the person who performs every technical task themselves, many onsite engineers are becoming facilitators between the customer and a highly skilled remote engineering team. Customers no longer judge an MSP solely on its technical capability. Technical competence is expected. What differentiates one provider from another is often the quality of the relationship they build with their customers.
Every onsite visit presents an opportunity to strengthen that relationship.

Today, many organisations are finding greater success by hiring people who combine solid foundational technical knowledge with exceptional customer service skills. They understand networking fundamentals and can install hardware and perform basic troubleshooting, but more importantly, they enjoy building relationships and communicating with customers.
They are confident, approachable and professional. They understand that every customer interaction represents an opportunity to strengthen trust in the MSP.
When they encounter a complex technical issue, they are no longer expected to know every answer themselves. Instead, they collaborate with specialists who can remotely provide guidance and expertise in real time.
This collaborative approach enables organisations to deliver a consistently high standard of service without requiring every onsite engineer to be an expert across every technology discipline.
